The multi property reputation playbook

At one property, reputation management is a daily habit. At five or ten, habits stop scaling and you need structure: shared standards, local execution, central visibility.

Centralise visibility, decentralise replies

The centre should see everything: every property's rating, response rate and trend on one screen, ranked. But replies written centrally always drift generic, because the writer was not there. Give each property's team the inbox for their own reviews, inside guardrails the centre defines.

Standardise the voice, not the words

A portfolio needs consistent professionalism, not identical paragraphs. Define brand voice rules per property (tone, address, sign off, forbidden phrases) and let AI drafting apply them. Guests comparing two of your properties should feel the same company, not read the same letter.

Use the leaderboard shamelessly

Rank properties by reputation score and response rate, and publish the ranking internally. Nothing moves a lagging GM like being visibly last. Pair it with medals rather than punishments; the goal is a race, not a tribunal.

Escalate by exception

The centre should not read every review. It should be alerted on exceptions: a rating drop at any property, a response rate falling below target, a spike in a complaint category. Everything else is local business.

Roll up the learning

When one property fixes its breakfast complaints, that playbook belongs to the whole group. A monthly portfolio report highlighting the biggest positive and negative movers, with causes, turns ten separate hotels into one learning organisation.
